Apologies in the Age of Algorithms- Emotional Trust Repair in YouTube’s Platform Crises

Abstract

In the digital platform economy, reputational crises can rapidly escalate due to the interconnected nature of online communication environments. Platforms such as YouTube frequently face controversies related to content moderation, algorithmic governance, misinformation, and creator monetization policies, which can significantly affect user trust. This study examines how different crisis communication strategies influence the process of consumer trust repair in the context of digital platform controversies. Drawing upon crisis communication theory and insights from neuromarketing literature, the research investigates how emotional interpretations of organizational responses shape perceptions of trust restoration. Specifically, the study compares three commonly observed crisis response strategies: apology-based communication, organizational silence, and counter-narrative responses. Using a qualitative exploratory research design, secondary data were collected from publicly available sources including official platform statements, media reports, and public discussions on digital platforms. The data were analyzed through thematic analysis to identify patterns in emotional and cognitive interpretations of crisis communication strategies. The findings indicate that apology-based responses tend to evoke empathy, reassurance, and perceptions of accountability, thereby facilitating trust repair. In contrast, organizational silence and defensive counter-narratives often generate frustration, suspicion, and perceived evasiveness, which weaken trust restoration efforts. The study proposes a conceptual model demonstrating how emotional interpretation mediates the relationship between crisis communication strategies and trust repair outcomes. By integrating perspectives from crisis communication and consumer neuroscience, this research contributes to a deeper understanding of the emotional mechanisms underlying trust reconstruction in digital platform environments
